Project Overview
The primary objective of this project was to effectively manage a negative review posted online regarding delivery procedures and hospital policies. The goal was to respond professionally while maintaining transparency and trust with existing and potential patients. Key objectives included: Address the complaint respectfully Provide factual clarification about hospital procedures Protect the hospital's brand reputation Demonstrate commitment to patient care and communication
The healthcare institution received a negative review from a user claiming that the hospital intentionally pushes patients toward cesarean deliveries and that the costs are unfair. Such claims, if left unanswered, could significantly damage the hospital’s reputation and influence other potential patients. The ORM strategy involved crafting a professional and non-confrontational response that clarified the hospital’s policy regarding delivery procedures and pricing. Instead of dismissing the complaint, the response acknowledged the concern and invited the reviewer to provide their UHID (Unique Hospital Identification Number) so the hospital could review the case and offer accurate clarification. This approach ensured that the hospital appeared transparent, patient-focused, and responsible in handling feedback.
The reputation management initiative successfully demonstrated a professional response strategy, showing how healthcare organizations can manage criticism while maintaining trust and credibility online.
Approach
The reputation management strategy focused on empathetic communication, factual clarification, and conflict de-escalation. Instead of reacting defensively, the brand adopted a calm and solution-oriented tone. The key elements of the approach included: 1. Acknowledgment: Recognizing the concern expressed by the reviewer without dismissing their experience. 2. Clarification: Providing accurate information about hospital policies, particularly regarding delivery costs and procedures. 3. Resolution Invitation: Encouraging the reviewer to share their UHID so the hospital could investigate the case further and provide personalized clarification. This approach ensured that the brand maintained a professional and patient-centered image.
The ORM strategy emphasized transparency, professionalism, and accountability, helping protect the hospital’s reputation while demonstrating responsiveness to patient concerns.
Process
1. Review Monitoring The first step involved identifying the negative review through online reputation monitoring tools and social listening platforms. This allowed the team to quickly assess the review and understand the nature of the complaint. 2. Issue Evaluation The complaint was analyzed to determine whether the issue involved: Miscommunication Policy misunderstanding Genuine service dissatisfaction Potential misinformation Understanding the context was essential before drafting a response. 3. Response Strategy Development The response was crafted carefully to ensure that it: Maintained a respectful and empathetic tone Avoided confrontation or blame Provided clarification about hospital policies Encouraged further discussion offline This approach minimized the risk of escalating the issue publicly. 4. Public Response Execution The official response from the hospital clarified that: The cost for cesarean and normal delivery is the same at the hospital. Additional information is needed to investigate the case further. The reviewer was requested to provide their UHID for clarification. This message demonstrated transparency while inviting the reviewer to continue the conversation privately. 5. Reputation Protection By responding professionally and promptly, the hospital showed potential patients that it values feedback and is committed to addressing concerns responsibly. Such responses help maintain brand credibility and patient trust even in the presence of negative reviews.
The ORM process involved monitoring, evaluating, responding, and managing the conversation effectively, ensuring that the hospital’s reputation remained protected while addressing patient concerns constructively.
Final Conclusion

Rather than ignoring the criticism or reacting defensively, the hospital adopted a patient-first communication strategy, turning a potentially damaging review into an opportunity to reinforce its commitment to ethical medical practices and customer care.
